In conversations with insurers over the past month, one theme keeps coming back: we still talk about automation as if its main purpose is saving time. But the real value lies somewhere deeper.

Yes, automation speeds up processes. But what it truly delivers is trust.

💰 Let’s stop calling customer experience “a soft KPI”. It’s one of 𝘁𝗵𝗲 𝘀𝘁𝗿𝗼𝗻𝗴𝗲𝘀𝘁 𝗥𝗢𝗜 𝗹𝗲𝘃𝗲𝗿𝘀 𝗶𝗻 𝗶𝗻𝘀𝘂𝗿𝗮𝗻𝗰𝗲.

McKinsey & Company’s research is crystal clear: Insurers that lead in CX don’t just have happier customers,
they deliver 𝗯𝗲𝘁𝘁𝗲𝗿 𝗴𝗿𝗼𝘄𝘁𝗵 𝗮𝘁 𝗹𝗼𝘄𝗲𝗿 𝗰𝗼𝘀𝘁 than their peers.
A few insights that stood out:

1️⃣ 𝗕𝗲𝘁𝘁𝗲𝗿 𝗲𝘅𝗽𝗲𝗿𝗶𝗲𝗻𝗰𝗲𝘀 𝗶𝗻𝗰𝗿𝗲𝗮𝘀𝗲 𝗿𝗲𝘁𝗲𝗻𝘁𝗶𝗼𝗻, 𝗮𝗻𝗱 𝗿𝗲𝘁𝗲𝗻𝘁𝗶𝗼𝗻 𝗶𝘀 𝗽𝘂𝗿𝗲 𝗽𝗿𝗼𝗳𝗶𝘁.
Keeping a customer is significantly cheaper than acquiring one.
Improving CX in a few key interactions increases loyalty and lifetime value. That effect compounds over time.
2️⃣ 𝗖𝗫 𝘂𝗻𝗹𝗼𝗰𝗸𝘀 𝗿𝗲𝗮𝗹 𝗰𝗼𝗺𝗺𝗲𝗿𝗰𝗶𝗮𝗹 𝘂𝗽𝘀𝗶𝗱𝗲.
When customers trust your process (faster quotes, clearer updates, consistent follow-up) they buy more, churn less, and recommend faster. That’s is not sentiment, it’s revenue.
3️⃣ 𝗧𝗵𝗲 𝗿𝗲𝗮𝗹 𝗥𝗢𝗜 𝗰𝗼𝗺𝗲𝘀 𝗳𝗿𝗼𝗺 𝗲𝗻𝗱-𝘁𝗼-𝗲𝗻𝗱 𝗮𝗹𝗶𝗴𝗻𝗺𝗲𝗻𝘁..
McKinsey shows that the biggest gains come when the back office becomes predictable:
fewer errors, fewer handovers, less waiting, more clarity. Fix the engine, and the customer journey fixes itself.

𝗧𝗵𝗲 𝘁𝗮𝗸𝗲𝗮𝘄𝗮𝘆:
👉 𝗖𝘂𝘀𝘁𝗼𝗺𝗲𝗿 𝗲𝘅𝗽𝗲𝗿𝗶𝗲𝗻𝗰𝗲 𝗶𝘀 𝗼𝗻𝗲 𝗼𝗳 𝘁𝗵𝗲 𝗵𝗶𝗴𝗵𝗲𝘀𝘁-𝗥𝗢𝗜 𝗶𝗻𝘃𝗲𝘀𝘁𝗺𝗲𝗻𝘁𝘀 𝗮𝗻 𝗶𝗻𝘀𝘂𝗿𝗲𝗿 𝗰𝗮𝗻 𝗺𝗮𝗸𝗲.

🌐 𝗧𝘄𝗼 𝘀𝘁𝗿𝗮𝘁𝗲𝗴𝗶𝗲𝘀 𝗮𝗿𝗲 𝘀𝗵𝗮𝗽𝗶𝗻𝗴 𝘁𝗵𝗲 𝗳𝘂𝘁𝘂𝗿𝗲 𝗼𝗳 𝗶𝗻𝘀𝘂𝗿𝗮𝗻𝗰𝗲

Insurers and brokers increasingly choose one of two paths:
1️⃣ 𝗚𝗿𝗼𝘄 𝗮𝗻𝗱 𝗰𝗼𝗻𝘀𝗼𝗹𝗶𝗱𝗮𝘁𝗲
to gain scale, negotiate strength, and industrialize operations.
2️⃣ 𝗦𝗽𝗲𝗰𝗶𝗮𝗹𝗶𝘇𝗲 𝗱𝗲𝗲𝗽𝗹𝘆
to win on expertise, trust, and differentiated service.

But here’s the real tension:
𝘀𝗰𝗮𝗹𝗲 𝘄𝗶𝘁𝗵𝗼𝘂𝘁 𝗰𝘂𝘀𝘁𝗼𝗺𝗲𝗿 𝘃𝗮𝗹𝘂𝗲 𝗯𝗲𝗰𝗼𝗺𝗲𝘀 𝗯𝘂𝗿𝗲𝗮𝘂𝗰𝗿𝗮𝗰𝘆 𝗮𝗻𝗱 𝘀𝗽𝗲𝗰𝗶𝗮𝗹𝗶𝘇𝗮𝘁𝗶𝗼𝗻 𝘄𝗶𝘁𝗵𝗼𝘂𝘁 𝗲𝗳𝗳𝗶𝗰𝗶𝗲𝗻𝗰𝘆 𝗯𝗲𝗰𝗼𝗺𝗲𝘀 𝘂𝗻𝘀𝘂𝘀𝘁𝗮𝗶𝗻𝗮𝗯𝗹𝗲.

Both strategies only work when they meet in the middle:
👉 𝗼𝗽𝗲𝗿𝗮𝘁𝗶𝗼𝗻𝗮𝗹 𝗲𝘅𝗰𝗲𝗹𝗹𝗲𝗻𝗰𝗲 𝘁𝗵𝗮𝘁 𝗮𝗰𝘁𝘂𝗮𝗹𝗹𝘆 𝗶𝗺𝗽𝗿𝗼𝘃𝗲𝘀 𝘁𝗵𝗲 𝗰𝘂𝘀𝘁𝗼𝗺𝗲𝗿 𝗷𝗼𝘂𝗿𝗻𝗲𝘆.
Because in the end, the market won’t reward size or niche on their own.
It will reward those who can 𝗰𝗼𝗻𝘃𝗲𝗿𝘁 𝗲𝗳𝗳𝗶𝗰𝗶𝗲𝗻𝗰𝘆 𝗶𝗻𝘁𝗼 𝗰𝗹𝗮𝗿𝗶𝘁𝘆, 𝘀𝗽𝗲𝗲𝗱, 𝗮𝗻𝗱 𝘁𝗿𝘂𝘀𝘁 𝗳𝗼𝗿 𝗰𝘂𝘀𝘁𝗼𝗺𝗲𝗿𝘀. 𝗡𝗼𝘁 𝗷𝘂𝘀𝘁 𝗺𝗼𝗿𝗲 𝗰𝗮𝗽𝗮𝗰𝗶𝘁𝘆.
