Double Semester, 2014 - Research Report. I was awarded an MPOWER Research Support Award for this research project.

My research investigated the daily work experience of people work in customer service. I intend to build a foundation to undertake research at a PhD level to design and test interventions to reduce employee burnout and turnover, improving outcomes for businesses and individuals.

After an extremely successful and enjoyable six years with Avis Budget Group, I spent several months in Italy at a language school and travelling, before returning to university to complete my Masters.

As Performance Excellence leader, I supported work teams across Avis Budget Group in New Zealand to improve processes, reduce inefficiencies and waste, and increase profit through applying Lean and Six Sigma principles. 

I worked with front-line and management staff within head office and rental locations to improve processes, reduce costs, engage employees, enhance revenue and streamline the business, as well as implementing and sharing best practice with colleagues internationally.

In 2011, my deployment team significantly exceeded the project savings and revenue goals. Within my project portfolio of carry-over and new projects, I achieved 172% of my performance goal.

In 2012, as the sole Performance Excellence Leader for New Zealand, I exceeded the original targets (set for a team of two) by achieving 252% of the 2011 carry-over goal, and 118% of the 2012 new production goal.

Key achievements: 
* Eliminated the printing, shipping, and archiving of a daily report for all rental locations across Australia and New Zealand - an annual saving of the equivalent of a stack of paper two stories high
* Reduced purchase costs for tyres by sourcing an alternative supplier, and negotiating more competitive pricing with the incumbent supplier, saving over $200k annually
* Establishing a dual-branded rental location, enabling a reduction in non-revenue vehicle movements and wasted staff time, saving over $60k annually, and increasing the Avis brand's visibility in an underserved part of Auckland

Performance Excellence Leader

I led a team of 18 customer service staff who investigated and resolved customer complaints and concerns. 

I oversaw all operational and strategic matters, including budget management, resource allocation, recruitment and selection, team structure, training and professional development, and performance management. 

Key achievements:
* Decreased lead-time for complaint resolution through reallocation of duties amongst team members
* Improved call response - faster call answering, fewer abandoned calls, increased one-call resolution
* Streamlined processes for a 60% reduction in paperwork, leading to flow-on cost savings through reduced archival storage
* Development, implementation and review of processes within and across functional areas
* Lean and Six Sigma process improvement projects
