I’ve recently reconnected with an old colleague and a few former clients. We talked life, work, weather, and family. One is expanding his business, preparing innovative offerings to his clients. Another is winding down his business, settling into the retirement plans of grandkids, golf, and dog fostering (which I love!). My former colleague is rooted in city life, with its omnipresent buzz complementing a sales grind we both commenced years ago. 

Having spent my career thus far focused on metrics, deals, metrics, KPIs, did I mention metrics? It’s nice to be reminded that at the core of it all, is connection. I’ve had the opportunity to connect with countless talented and intelligent people, whom I’ve made a priority to stay in touch with. 

It’s a reminder that a strong, genuine relationship makes the job easier in the moment, while also building a network around you. Here’s the most important tactic in any Customer Success or Sales role, in my opinion. 

Understanding the problem. 

If you don’t approach each customer with curiosity, with the goal of uncovering their problem(s), you’re just shooting in the dark with your eyes closed and a blindfold on. You have no idea what they need or want. You can’t sell before you know the problem. You can’t onboard effectively without the problem prioritized. 

Think about it. Let’s say you go to the doctor, but they don’t start the appointment with “what’re you in for?” and instead, they just start doing tests. First, a physical exam, you’re running on a treadmill, doing squats, holding a plank. Now they’re flashing lights in your eyes, asking you to read the letters on the wall across from you. Then, you get poked with some needles, blood drawn. Now, you’re getting a X-ray. 

Hours later, you walk out, frustrated and empty handed, because you came in for a sore throat that should’ve taken 10 minutes to diagnose and treat. 

That’s what your customer feels like when they have a problem, and instead of figuring out what that problem is, you just start selling every feature you can. Bells and whistles, you’re demoing everything but the kitchen sink. Wasting you and your customers time, and probably driving your customer away. 

FOCUS. ON. THE. PROBLEM. That’s where the value is. THEN you can show them some other cool features and tricks as a bonus.
