Companies still using Net Promoter Score as a key metric are setting themselves up for failure.

In his article, Jeff Gothelf explains how flawed boiling down a customer’s experience into a Net Promoter Score is and how NPS does not shed light on anything helpful.

If you instead track your user’s behaviors while they use your product, you will find much more valuable information. 

By observing a user’s outcomes, you will know precisely how a satisfied customer uses your product, which paints a better picture than a single Net Promoter Score can.

Get your resume ready to upload as soon as the announcements come out.

*Preparing your application: Tips for success*

First, review the heck out of the job requirements, experience statements, and any guidelines about resume length. Most applications ask you to limit your resume to around 5 pages, but it can be even less. 

Then, tailor your resume to address the specific competencies and experience statements with details, context, and metrics.
For example,
* Instead of saying: "Got leadership buy-in on plan to meet business objectives,"
* Say "Led a thorough analysis of operational expenses across departments. Collaborated closely with finance, procurement, and departmental managers to pinpoint areas for improvement. Presented a comprehensive cost-saving strategy to senior management with details on specific tasks and timelines for implementation. As project lead, successfully delivered $XX in cost savings over xx months."

Also be prepared to complete a questionnaire during the application process. This is an opportunity to further assert your expertise and qualifications. Be confident in claiming your relevant experience and skills.

Following these suggestions will strengthen your candidacy and improve your chances for success.

A Radical Proposal: Product, Development, and Design should all report to UX Research.

That’s right. We’re talking about a research-driven organization. Everyone in your product, development, and design teams would report to your research organization, led by your Chief Research Officer (or maybe your Chief Customer Officer or even Chief Experience Officer).

Your research-driven organization would drive every decision based on a deep, shared understanding of the experiences of your users and customers. No more would your product managers have to guess what’s valuable to your customers — your research will tell everyone what’s valuable. No longer will your developers have a vague understanding of when a new capability is “done” — the research will clarify what users need from the capability.

To be truly customer-centric, we need our organization’s power structure to reflect that. Research should be at the top of the org chart.

One critical skill of great Product Managers is that they can take an immense amount of information and make sense out of it to find a path forward. Your job isn’t just to get the data, it’s to create action out of that data. But this is where many people get paralyzed. For product managers who struggle with this, I find tools like Affinity mapping extremely helpful to help organize your thoughts.

Affinity Mapping is a basic facilitation and collaboration tool, but it’s extremely powerful. Put simply, it’s a practical way to sort through different pieces of data, group them into common themes, and discover valuable insights. Whether you're dealing with complicated user research or trying to get everyone on the same page, this method helps you focus and find your way forward.

Here's how to run an Affinity Mapping session that's not just productive, but also a bit of fun:

1️⃣ Gather Your Data: Start with all the raw data you have – post-its from brainstorming, customer feedback, interview notes, you name it. Get it all on the table. Literally.
2️⃣ Invite the Right People: Bring together a diverse group from your team. Yes, diversity! You want different perspectives – designers, developers, marketers, and especially those who are often quiet but have brilliant thoughts simmering under the surface. 🧠
3️⃣ Create a Safe Space: Before diving in, set the stage for open collaboration. Remind everyone that every idea is valuable and we're here to discover, not judge. This is about finding patterns, not picking favorites.
4️⃣ Sort and Cluster: Now, get sticky! Start placing related ideas together. Don't overthink it. Go with your gut. You'll see themes start to emerge as you cluster similar thoughts. It's like a puzzle where the picture becomes clearer with each piece. 🧩
5️⃣ Label the Themes: Once you have your clusters, give each one a name that captures the essence of the ideas within it. These labels will be your guideposts for action later on.
6️⃣ Reflect and Discuss: Take a step back. What do you see? Any surprises? Discuss as a group and make sure everyone's voice is heard. This is where the magic happens – insights start to bubble up to the surface.
7️⃣ Prioritize and Act: Finally, decide what's most important. Which themes align with your goals? Which insights are game-changers? Make a plan to act on these priorities.

Affinity mapping is not just about organizing thoughts; it's about unlocking the collective wisdom of your team. It's a powerful way to build consensus and ensure everyone's voice is heard.

* improve national security outcomes

When the public interacts with their government, they should get a simple, seamless, and secure customer experience. We’re not there yet. But we are working on it.
 
The Customer Experience Directorate is organized into divisions. Those divisions have branches.  We work cross-functionally. This approach is unusual in government.
 
Experience Design and Delivery Division leads long-term efforts to transform priority external services that share customers. This division also partners with internal organizations to improve services and service delivery. It has 2 branches: one for services for and with component agencies and one for HQ internal services.
 
Accessibility and Language Services Division strategically and operationally supports, promotes, and scales accessibility for people with disabilities. It is also where our practices around plain language, and language access live. It has 2 branches: one for compliance and integration, and one for supporting and promoting usability and information access.
 
Community & Partnership Division develops and nurtures internal and external communities and partners to develop, recognize, and support CX practitioners of all kinds. It’s a small team right now with no branches.
 
Capacity & Capability Operations Division exists to increase capacity (skills) and capability (performance) for improved customer experience outcomes. It has 2 branches: one that designs and delivers our training and capacity building programs (including project based coaching). The other does all our strategic operations including CX metrics, guidance on human centered design practices, and developing CX toolkits.
 
We are striving for everyone in the Department to ask these questions whenever they have a decision to make:
* What’s the outcome we want for the public?
* What’s the experience we want them to have?
 
You may not love every part of DHS. But every person who interacts with the Department deserves a good interaction. One in which they are treated with dignity and respect. If you care about improving trust in government, this is the way to do it.

For any design practitioner (construed broadly) who wants to better understand business (and be more fun at parties), I recommend playing a continuous game of "Why is it like that?" for anything you encounter in your material surroundings. 

What prompted the purchase/acquisition (if it wasn't you, you'll have to speculate)? Who invented it? Why is it shaped like that? Why is it called that? Why is it made from that material in that country of origin? Why is it priced like that? Why has it existed in this form for so long? Why is it no longer made? What are the people who produce it trying to hide? Who is getting paid what in the supply chain? Is coerced labor involved? etc. 

The information has never been easier to find. And if you can't find an answer, that is also a data point. 

The degree to which significant choices are accidental or arbitrary or political or based on a false belief or a personal narrative or a weird coincidence, etc. is truly wild. Why carrots are orange is a perennial fave.

You can't escape office politics, no matter where you work. If you're lucky, you might experience it less; but any place people gather to do work, friction and headwinds eventually emerge. However...

In my 20+ years in the industry, I've found that the best antidote to office politics and human friction is a clear mission that unifies and motivates people. And I've been surprised just how much this mission to meet the needs of real people and treat them with dignity and respect helps fuel efforts in government work. Friction is inevitable, but the goal of using technology to serve the needs of real people centers us and drives us toward meaningful consensus.

In my book, it beats working toward a founder's exit or a shareholder bottom-line.
